L.E.A.R.N.-ing To Resolve Complaints & Conflict

Handling customer complaints is an important part of keeping your business healthy and profitable.  If you want your customers and clients to come back again you must meet and exceed their expectations consistently.  When that doesn't happen you end up with a complaint ---  if you are lucky.  A typical business hears from only 4% of its dissatisfied customers.  The other 96% quietly go away and 91% of those will never return.  A complaining customer is trying to help you understand where you failed to satisfy his or her expectation.  In the restaurant industry when a customer leaves without expressing a complaint it is referred to as  "silent customer's revenge."  The owner never knows why the customer was unsatisfied --- so there is no way to correct the problem.  A recent customer service study revealed that 68% of dissatisfied customers leave because of an attitude of  indifference toward the customer by the business.  How are you treating customers?

You should be thrilled and delighted that

your client or customer cares enough about you and your business to take the time to complain.  The good news is that 70% of complaining customers will do business with you again if you resolve the complaint in their favor.  If you can resolve it instantly, 95% will do business with you again.

Here’s a simple straight-forward approach for handling customer complaints and conflict.  It’s the L.E.A.R.N. technique.  Each letter of the word "learn" stands for a particular action.  These five easy steps to get to the root of the problem and to find out how to make that client or customer a "repeater.”

L.I.S.T.E.N. –ing to your customers

LISTEN:  Close your mouth and listen.  DO NOT INTERRUPT!!  Let him or her blow off steam.

EMPATHIZE:  Take time to understand just how they feel.  Then let them know that you  understand their perception.

ASK:  Ask them what they would like done.  Great negotiators always know what the other person wants.  The only way to find out is to ask.

REASSURE:  Reassure them that you will do what you can to resolve the problem.  Your customer or client must know that you wish to help.

NEVER FORGET TO FOLLOW-UP:  Pick a specific date when you will respond.  Then stick to it.

Resolution

WHEREAS, the Highlands Region within the State of New Jersey contains a most valuable natural resource which requires protection coupled with responsible planning for that protection, and

WHEREAS, over the past 15 years this Highlands Region has been studied by the United States Forest Service, the State Planning Commission, Skylands Task Force, and the Highlands Working Group, all in an effort to propose initiatives for protecting this region, and

WHEREAS, an additional Task Force was created by Governor James E. McGreevey without establishing greater specificity of protection mechanisms remuneration for landowners, little identification of areas for growth permitted within the Highlands Region, and

WHEREAS, there is increasing momentum on the part of the government of the State of New Jersey to force onto a region that contains 145,000 privately owned acres, and

WHEREAS, the proposed legislation creates a regional council for veto power over municipalities, individual landowners, be they farms or residences in a core area of 395,000 acres.

NOW, THEREFORE, BE IT RESOLVED that the Hope Area Chamber of Commerce urges in the strongest of terms that The Hope Township Committee strongly reject and oppose the adoption of any Highlands protection legislation.  And, that the Township Committee oppose in writing, to the Governor, the currently envisioned Highlands Preservation movement.

BE IT FURTHER RESOLVED that a copy of this Resolution be forwarded to the Warren County Board of Chosen Freeholders.

I, Brian Kathenes, President of the Hope Area Chamber of Commerce, County of Warren, State of New Jersey, do hereby certify the foregoing to be a true statement and a correct copy of a Resolution adopted April 22, 2004 by the Executive Committee of the Hope Area Chamber of Commerce.
